What is an internal note?

An internal note is a comment only the team should see, on a job or a ticket. A public reply is what the customer receives. An agent that can do both will mix them up if you do not separate the tools.

In plain English

The note might say the customer was rude or that you suspect a used part. That sentence must not ride along in the text. Draft the public reply from the facts you would say at the counter. Put the blunt line in the field that is marked internal, and test that the send step cannot read it. An internal note is for the team. Write it where the customer cannot see it, and test that by opening the customer view. Do not put jokes, suspicions, or another customer's story in a note that a bot might later summarize into an email. If the assistant drafts from notes, the notes have to be safe to paraphrase. Mark what must never be quoted. Assume a future summary might quote the note. Write the note so that quote would not embarrass the shop or the customer. Sarcasm does not survive a summary. Ban nicknames and guesses a later readout might speak at the counter.

How an owner would use it

Name the fields in the tool: internal versus customer. Give the agent access to only one of them for a given step. Read the first real sends.

Common mistakes

One text box for both is how internal snark gets mailed. Owners paste the whole ticket into a chat, including internal notes, and ask for a reply. The reply echoes the note. Split the paste. Do not joke in a field you have not proved is private.

A worked example

An auto repair shop

The blunt line stays on the ticket

This is an illustration, not a customer result. A tech's note says the noise is probably the cheap battery the customer insisted on. The customer text only offers the next diagnostic time and the written estimate from the sheet. A person sends it. The battery opinion does not leave the ticket.

Questions owners ask

What is an internal note?

It is a team-only comment on a job. It is not the message the customer is supposed to receive.

How do I keep internal notes out of AI replies?

Do not include them in the prompt for a customer draft. Use a separate field, and check real sends for leaked tone.

What if the help desk has one box?

Then do not store blunt comments there until you have a truly separate field. Say the sensitive part out loud to the team instead of in the record the bot can see.
